Call deflection is redirecting a caller to a channel that costs less to serve — a WhatsApp reply, a self-service page, a callback slot — instead of holding them in a phone queue, usually for questions that don't actually need a live person.
Call deflection is redirecting a caller to a channel that costs less to serve — a WhatsApp reply, a self-service page, a callback slot — instead of holding them in a phone queue, usually for questions that don’t actually need a live person.
“What are your hours” and “do you have an opening this week” are the classic candidates: real questions, but ones that don’t need a person’s judgement to answer, so routing them to an automated reply frees phone capacity for the calls that do need one. Done well it’s a genuine improvement for the caller too — an instant answer beats being on hold.
Done badly, it’s the thing people complain about with older phone systems: being pushed toward a channel that doesn’t actually resolve anything, with no path back to a person. Whether a deflected caller can still reach someone — and how fast — is the real measure of whether it’s working.
